Özet

Çalışmada geleneksel ve hızlı servis sunan restoranlarda ortaya çıkan hizmet hatalarının ve hizmet telafi stratejilerinin belirlenmesi ve hangi hizmet hatalarının hangi telafilerle karşılandığının tespit edilmesi amaçlanmaktadır. Bununla birlikte çalışmada restoran türüne göre (geleneksel veya hızlı servis sunan) restoranın yanıtı açısından farklılığın olup olmadığının ve hizmet telafisi ile müşteri memnuniyeti arasında bir ilişkinin olup olmadığının saptanması da amaçlanmaktadır. Araştırma, geleneksel restoran ve hızlı servis sunan restoranda hizmet hatalarını deneyimlemiş 283 kişiden anket tekniği ile toplanan verilerle gerçekleştirilmiştir. Araştırmanın başlıca bulgularından biri restoran türüne göre (geleneksel ya da hızlı servis sunan) hizmet hataları ile hizmet telafilerinin farklılık göstermediği yönündedir. Bununla birlikte araştırma bulguları restoran işletmelerinde belirli hizmet hatalarına sıklıkla belirli telafi stratejileri ile yanıt verildiğini göstermektedir. Restoran türüne göre restorandaki hizmet hatalarına verilen yanıt açısından farklılık olduğu tespit edilmiştir. Restoranın hizmet hatasına karşılık uygun bir telafi stratejisi ile verdiği yanıtın müşteri memnuniyetini olumlu yönde etkilediği de saptanmıştır.

This study aims at identifying service failures and service recovery strategies both in fine-dining and quick service restaurant settings; examining the association between service failures and recovery strategies, determining the diversity according to type of restaurant in terms of restaurant responding and investigating the influence of restaurants’ response to failure on customer satisfaction. Data were collected through a survey including a sample of 283 consumers who had experienced service failures in a fine dining or quick service restaurant context. The main findings of the current study indicate that the frequency of service failures and recovery strategies do not change depending on the type of restaurant (fine-dining or quick service) while it is evident from the research that restaurants are inclined to response to certain service failures with specific recovery strategies. Furthermore, the empirical evidences of the study demonstrate that the restaurants’ response to failure has a positive impact on customer satisfaction.
